Short answer
ServiceNow for global business services (GBS) puts HR, IT, finance and procurement behind one front door and one workflow layer, while Workday, SAP and other systems of record stay where they are. Start where evidence is strongest, measure deflection by intent, and report value by tower to headquarters.

The pressure on GBS
The Hackett Group (Mar 24, 2026) forecast GBS workload growth of 15% in 2026, against staffing growth of 10% and budget growth of 7%. The same study says 72% of leaders cite misalignment between expected and actual AI benefits.
Much of what fills global process owners' queues is how-to questions, status checks and access requests. Take that volume out first, on a platform you already pay for.
Which tower first
| Tower | Lead offer | KPIs | Evidence, as of Nov 2, 2026 |
|---|---|---|---|
| IT | Deflection Sprint | Deflection, MTTR, cost per ticket | McDonald's and Tricon Energy: ~40% reduction in L1–L4 tickets through deflection |
| HR (hire to retire) | Deflection Sprint, then GBS on One Platform | Self-service, tier-1 time, day-one readiness | Third-party only: Forrester's HR Service Delivery study (Feb 2024) models 259% ROI for a composite, commissioned by ServiceNow |
| Risk and compliance | Controls CoE | Control-test hours | A global HR technology leader: 70% less manual effort |
| Finance (record to report) | GBS on One Platform | Days to close, late tasks | No named metric yet. Measured pilot |
| Accounts payable | Deflection Sprint on supplier queries | Touchless rate, cost per invoice | No named metric yet. Measured pilot |
| Workplace | Attach to another wave | Seat use, facilities MTTR | No metric yet. Don't lead here |
Finance and procurement run as pilots with a signed baseline.
The operating model
Each tower keeps its global process owner (GPO), who decides what the process should be, and the ServiceNow CoE decides how it runs on the platform. The front door is EmployeeWorks with Otto (formerly Now Assist), plus Employee Center, with AI agents on the fulfiller side. Requests that need a person hand off with context.
Automated finance steps need more care. Build approvals and segregation of duties into the flow before any agent touches a payment or journal.
What to measure
Use your finance partner's words: cost per transaction, touchless rate, self-service rate, days to close and budget freed. Add an experience-level agreement (XLA) next to your SLAs, because a closed ticket doesn't tell you the employee got an answer.
A value register records each saving, its baseline, its date and where the freed budget went, with hard savings and capacity freed kept apart.
The usual sequence
- Platform Value Scan: a one-page money map by tower.
- Deflection Sprint: a 2-week POC on your top intents, then planned at 8–12 weeks per tower.
- GBS on One Platform: tower waves, planned at 8–24 weeks each. The Scan flags anything you'd need to buy.
- Agent Value Office: every agent counted, with assist budgets and stopping rules.
If your GBS network spans several countries, put the CoE where platform authority sits and use India as capacity. For the parent-company question, read Can India run this?
