Short answer
Ticket deflection on ServiceNow means a need is resolved without a person handling a ticket, through EmployeeWorks with Otto (formerly Now Assist), Employee Center, knowledge or an AI agent. Measure it by intent and tower against a signed baseline, alongside confirmed resolution and repeat contact. McDonald's and Tricon Energy: ~40% reduction in L1–L4 tickets through deflection.

How it works
- Sort demand by intent. Status, how-to, access, policy and fault requests behave differently. Include email inboxes and chat, or a channel shift looks like a reduction.
- Fix the knowledge first. An agent can only answer what's written down and current.
- Design the front door. One place to ask, with a fast path to a person and context handed over.
- Automate fulfillment. Access and catalog requests should complete, not just route.
- Measure and retire. Report what you stopped automating as well as what you added.
Measuring it honestly
Count three numbers per intent: deflected contacts, confirmed resolutions and repeat contacts within a fixed window. Zendesk (Jul 8, 2026) uses 24 to 48 hours as a common window. Hold satisfaction flat or better. The full method is in how to measure ticket deflection.
From tickets to money
Fewer tickets release capacity. Money is saved only when a vendor fee falls, a contract changes or a hire isn't made. Keep those two lines apart in a value register your finance partner owns.
Where to start
A Deflection Sprint proves one scope in a 2-week POC on your data, then runs planned at 8–12 weeks per tower. The money map estimator turns your volumes into tickets, hours and FTE before you talk to anyone. Cases: McDonald's and Tricon Energy.
